"Our NPS is up 5 points!" everyone cheers. "Our NPS is down 3 points," everyone panics.

But here’s the uncomfortable question: If your NPS went down tomorrow, would you know exactly which line of code or policy change caused it?

To move beyond the score, you need to link sentiment to behavior.

  1. Correlation: Linking NPS responses to user sessions. Did the Detractors all experience a page load time >3s? Did they all fail a specific API call?
  2. Segmentation: Does the score drop only for users on the "Pro" plan? Or only for users who signed up in November?
  3. Semantic Clustering: Grouping vague complaints like "it's slow" and "laggy" and "spinning wheel" into a single bucket: Performance Latency.

The Hierarchy of Actionability

Not all insights are created equal. When analyzing feedback, aim for the bottom of the pyramid:

  • Level 1 (Useless): "Customers are unhappy."
  • Level 2 (Vague): "Customers are unhappy about usability."
  • Level 3 (Better): "Customers find the export feature difficult."
  • Level 4 (Root Cause): "Customers are unable to find the 'CSV Export' button because it's hidden under the 'Settings' gear icon instead of the main toolbar."

Level 4 describes a problem you can fix this afternoon. Level 1 describes a problem that gets you fired.
